Foreword - The reckoning we kept postponing

I've started noticing how easily we say the word accountability. And how rarely we mean it.

The word comes from an old habit of reckoning, being able to sit down and give an honest account of what happened, what you did, what came of it. Somewhere along the way, we kept the counting and lost the reckoning. Hours logged. SLAs met. A dashboard that stays green.

We called that accountability, and for a long time, it was close enough.

It isn't anymore.  

We saw this coming when we announced UnBPO™ in 2025. Intelligence That Operates is us building further on that promise, one where operating means staying in the account, not just filing it. I don't think I always got that distinction right myself. It's easier to see in hindsight than it was to live by at the time.  

But the market isn't giving anyone the luxury of hindsight anymore. Clients don't want a partner who was accountable to the plan. They want one accountable to the outcome, even when the outcome asks more of us than the contract did. That's a different standard, and it's the one we're being held to now, whether we're ready or not.

This edition sits inside that gap, between what we count and what we can answer for. Our authors explore it across different rooms, wearing different names, but it's the same question every time. What tenure was supposed to tell us about someone's future. What a title is Dmeant to promise. What a staffing model owes you once the old constraints disappear.

We're glad to be joined in this edition by Sangeet Paul Choudary, who recently joined Firstsource as an Advisory Board Member. His piece looks at that same gap from outside our walls: BPO firms using AI only to count faster are optimizing a model that's already ending. The ones that last will own the outcome and not just the tally.

So, here's what I'd ask you to sit with, the way I've been sitting with it. Status quo doesn't hold anymore, not for us, not for anyone reading this. The reckoning is the easy part. What you do with it; that's the real account you'll be asked to give.
